SLA policies and response targets

SLA policies set hard targets for first response, next response, and resolution time. Conversations that cross a threshold get flagged as breached so you can intervene. The first policy you create applies to the whole workspace; a policy for one inbox or one conversation can only be assigned through the API. With Only during business hours on, breach alerts follow the inbox's business hours. Available on Enterprise.

What Are SLA Policies?

SLA policies in Deskwoot are response and resolution time targets you set for your team, measured against 3 metrics: first response time, every-reply response time, and resolution time, so you hold the team accountable to clear customer commitments. By setting clear expectations, SLA policies help you measure support performance, hold your team accountable, and ensure customers receive timely assistance across every channel in your Deskwoot inbox.

SLA policies typically track three key metrics: first response time (how quickly a customer hears back after reaching out), next response time (the gap between subsequent replies), and resolution time (how long it takes to fully resolve a conversation).

Creating an SLA Policy

  1. Navigate to Settings > SLA Policies.
  2. Click New Policy.
  3. Give your policy a descriptive name (e.g., Premium Support – 1 Hour First Response).
  4. Set thresholds for first response, next response, and resolution time. The values are in minutes (at most 30 days); leave a field empty to skip that target. Choose values that align with the commitments you've made to your customers.
  5. Optionally turn on Only during business hours, then click Create Policy. The first policy you create is the default for the whole workspace. Assigning a different policy to one inbox or one conversation is only possible through the API.

Best-Practice Tips

  • Start realistic. Set targets your team can consistently meet before tightening them. Overly aggressive SLAs lead to constant breaches and alert fatigue.
  • Use separate policies where needed. Different inboxes can use different policies (assigned through the API), for example faster targets for live chat than for email.
  • Monitor regularly. Review the First Response Time and Resolution Time reports on a weekly or bi-weekly basis to spot trends, identify bottlenecks, and adjust staffing or workflows accordingly.
  • Communicate targets internally. Make sure every agent knows the active SLA thresholds so they can prioritize their queue effectively.
  • Account for business hours. If your team doesn't operate 24/7, turn on Only during business hours and set business hours on your inboxes, so breach alerts don't go out at night.

Common Pitfalls & Troubleshooting

  • SLA breaches seem too frequent: Double-check that your thresholds are realistic for your team size and ticket volume. Also check the business hours of your inboxes if the policy uses Only during business hours.
  • Targets not applying to certain conversations: Confirm that the policy is switched on. A conversation uses the policy assigned to it, else its inbox's policy (both only through the API), else the workspace default, which is the first policy you created.
  • Several policies: A conversation never uses two policies at once. It uses its own policy, else its inbox's policy, else the workspace default.

Frequently asked questions

Can I have multiple SLA policies at the same time?
Yes. You can create several policies and switch each one on or off. The first one is the default for the whole workspace; other policies apply to an inbox or a conversation once they are assigned through the API.
What metrics can SLA target?
First response time (customer's first message to agent's first reply), next response time (between subsequent replies in a long thread), resolution time (conversation create to resolved). Each has its own threshold per policy.
Do SLA timers count weekends?
Yes, the targets are measured in clock time. With Only during business hours on (and business hours set for the inbox), Deskwoot sends breach alerts only while the inbox is within its business hours.
Can I have different SLAs for different priority levels?
Not within one policy: a policy has one set of targets and no condition on priority. The first policy applies to the whole workspace; a different policy can be assigned to one inbox or one conversation through the API.
What happens when an SLA breaches?
The conversation list shows an SLA chip with how long the conversation is overdue (SLA at risk shortly before), and the Details tab shows the SLA. The assignee and the administrators get a notification in the app, by email and by push, as each person set it under Notifications. There is no automation event for a breach; reassign or escalate by hand.
Should I start with strict or loose SLAs?
Loose. Set thresholds you know you can hit, then tighten over time. Strict SLAs that breach constantly become noise and people start ignoring the banners. Better to nail 'within 4h' than to miss 'within 1h' all the time.
Can SLAs apply per inbox?
Yes, through the API: a policy can be assigned to an inbox or to a single conversation there. In the dashboard, the first policy you create is the default for the whole workspace.
What's a 'reasonable' first response SLA?
Industry benchmarks: live chat 1-2 minutes, email 4-8 hours, social 1 hour. These are 90th percentile expectations, not floors. Customers really notice when you beat them.
Do bot replies count toward SLA?
No. The SLA timer is satisfied only by the first human agent reply. The bot replying immediately doesn't stop the clock: the policy is set up to measure human responsiveness, not bot uptime.
How do I see SLA performance over time?
There is no report per SLA policy. The First Response Time and Resolution Time reports under Reports show how many conversations took longer than fixed limits (1, 4 and 24 hours for the first reply; 4, 24 and 72 hours for resolution).
Can I pause an SLA timer manually?
Set the conversation to Pending (waiting on the customer): a Pending conversation does not breach its next response or resolution target. Snoozed and resolved conversations are not checked at all. Open conversation = SLA ticks.
Will SLA breaches affect CSAT?
Indirectly. Customers correlate slow response with worse experience, and breached SLAs usually mean slow responses. Tackling SLA breaches usually moves CSAT up over time.
