Connect an SMS-capable Twilio phone number to send and receive text messages via Deskwoot. SMS open rates are 90%+, way above email. You bring a Twilio account and point your number's incoming message webhook at Deskwoot. You pay Twilio's per-segment SMS rates directly (varies by country); Deskwoot doesn't add a markup. Inbound SMS lands in your inbox as a normal conversation; agents reply from the same UI.

SMS is a direct, high-open-rate channel that many customers prefer for quick support interactions. By connecting a Twilio phone number to Deskwoot, you can send and receive text messages right from your multi-channel inbox. Keeping all conversations in one place alongside live chat, email, and other channels.

Twilio Account Setup

Before you connect SMS in Deskwoot, you need an active Twilio account with an SMS-capable phone number. Follow these steps:

  1. Sign up for an account at twilio.com if you don't already have one.
  2. Purchase a phone number that has SMS capability. You can verify this in the Twilio console under Phone Numbers > Buy a Number by filtering for SMS support.
  3. Navigate to your Twilio dashboard and note the following three values. You will need them in the next step:
    • Account SID
    • Auth Token
    • Phone number (in E.164 format, e.g., +15551234567)

Connecting to Deskwoot

  1. In Deskwoot, go to Settings > Inboxes > Add Inbox.
  2. Select SMS as the channel type.
  3. Enter your Twilio Account SID, Auth Token, and the phone number you purchased.
  4. Click Create Inbox.
  5. In the Twilio console, open your phone number and, in its messaging settings, set A message comes in to Webhook with the URL https://deskwoot.com/api/webhooks/sms and the method HTTP POST. Deskwoot does not set this webhook for you.
  6. Send a test SMS to your Twilio number to confirm messages appear in your Deskwoot inbox.

Costs

Twilio charges per SMS segment sent and received, and pricing varies by country. Longer messages may be split into multiple segments, which increases cost. Deskwoot does not add any additional charges for the SMS channel. You only pay Twilio directly for your usage.

Troubleshooting & Common Pitfalls

  • Messages not arriving in Deskwoot: Double-check that your Account SID and Auth Token are entered correctly. Even a single extra space can cause authentication to fail.
  • Phone number format: Make sure the number is entered in E.164 format (including the + and country code). Omitting the country code is a frequent mistake.
  • Twilio trial limitations: Trial accounts can only send SMS to verified numbers. Upgrade to a paid Twilio account for full functionality.
  • Webhook conflicts: A Twilio number sends incoming messages to one webhook URL. If another application set its own URL on the same number, messages go there instead of Deskwoot. Check in Twilio's console under your phone number settings that the URL is https://deskwoot.com/api/webhooks/sms.

Best-Practice Tips

  • Keep SMS replies concise. Aim for under 160 characters per message to avoid multi-segment charges and improve readability.
  • Set up auto-assignment rules in Deskwoot so incoming SMS conversations are routed to the right team quickly.
  • Use canned responses for common questions to speed up reply times over SMS.

Frequently asked questions

Can I use an existing Twilio number that I already own?
Yes. As long as the number has SMS capability, you can connect it to Deskwoot. You set the number's incoming message webhook to the Deskwoot URL, so an application that used that webhook before stops receiving the messages.
What do I need from Twilio?
Three values: Account SID, Auth Token, and an SMS-capable phone number in E.164 format (e.g. +15551234567). Find them in your Twilio console under Account info and Phone Numbers.
Is there a cost beyond Twilio's?
No. Deskwoot adds no markup on SMS; you pay Twilio directly at their published per-segment rates. Rates vary by country; US ≈ $0.0079/segment, EU ≈ $0.04-0.08/segment.
What's an SMS 'segment'?
An SMS is split into segments of 160 characters (or 70 for Unicode characters). A 200-character message is 2 segments, charged as 2 messages. Keep replies short to control costs.
Do MMS (picture messages) work?
Depends on your Twilio number's MMS capability and your region (US/Canada have broad MMS support; many other countries don't). Configure on Twilio side; Deskwoot handles MMS the same as regular SMS, just with attachments.
Twilio trial limitations?
Trial Twilio accounts can only send SMS to verified numbers (which you add manually). Upgrade to a paid Twilio plan for full unlimited outbound.
What if my Twilio number is used elsewhere?
A Twilio number sends incoming messages to one webhook URL. Once it points at Deskwoot, the other application no longer gets them. Use a separate number for the other application.
Can the bot reply via SMS?
Yes. Fynn answers SMS like any other channel once the bot is selected in the inbox's Bot Configuration. Above his first reply, customers see a line such as "Fynn, the AI assistant of Acme", so they know an AI answers. The line counts toward the length of that SMS. Keep the bot's SMS replies short (one segment if you can), because Twilio charges for every segment.
Are there country restrictions?
Some countries require pre-registration / 10DLC compliance (US), or only allow short-codes (UK). Twilio's docs cover country-specific requirements; comply on Twilio side before sending.
Can I connect multiple Twilio numbers?
Yes. Each becomes its own inbox in Deskwoot. Useful for region-specific numbers (US number for US customers, UK number for UK customers). The Hacker plan includes 1 inbox besides live chat and email forwarding inboxes; Startup and higher have no inbox limit.
What's the SLA on SMS delivery?
Inbound: usually under 5 seconds. Outbound: under 10 seconds in stable network conditions. Carrier-side delays (especially internationally) can add 30-60 seconds occasionally.
What if an SMS is not delivered?
The reply shows Delivery failed. with Twilio's reason, also when Twilio reports the failure a little later. A picture message carries all its files in one message, so it arrives whole or not at all. Fix the cause and send the reply again, see When a reply is not delivered.
Will CSAT surveys fire on SMS?
Yes, on Business and higher when CSAT is switched on in the inbox's CSAT tab. The survey goes out once when a conversation is resolved, as an SMS asking the customer to reply with a number from 1 to 5. Response rates on SMS CSAT are typically higher than email (around 25-35%).
